Abstract network representing voice & conversations in the Atiende platform
ATIENDE / Voice & conversations

A natural conversation needs well-designed operations.

Voice can be an interface for guidance, information collection and request coordination. We design the complete journey: turn-taking, context, tools, boundaries and human transfer.

Listen, confirm and move forward

A call includes interruptions, noise and ambiguously heard information. The workflow must confirm critical details, allow corrections and avoid forcing people to repeat the whole request. Short questions and a sequence following conversational pace are designed, with alternatives when the channel cannot verify a detail.

02 / Voice & conversations

The same information, adapted to the channel

Reading an entire page is not a good phone response. Information is summarized for voice without losing important terms and can be complemented by an authorized written channel. Account details and actions require the same identity and permission validation as a text experience.

Tools during the conversation

Querying a schedule or recording a request may take time and may fail. The design defines how to explain a wait, what to do after a timeout and when to offer a transfer. Responses distinguish newly verified facts from pending items so fluency does not produce false confirmation.

Quality, consent and transfer

The project must define availability, language, service identification and recording handling for the applicable context. Names, numbers, accents and interruption scenarios are tested. When a person takes over, they receive the reason for contact and collected information. Success is measured by resolved tasks and an understandable experience, not merely natural-sounding speech.

How a voice agent is evaluated in a pilot

Voice is evaluated by listening, not just by reading transcripts. Test calls are prepared using the real vocabulary of the business: proper names, addresses, codes, dates spoken in several ways and numbers read aloud. Interruptions, background noise, people who speak slowly or very quickly and changes of mind are simulated. It helps to involve speakers of the accents that actually call, because recognition and speech quality are validated by language, accent and use case.

  • Critical details, such as names and figures, confirmed correctly before acting.
  • Natural handling of interruptions and long silences.
  • Transfer to a person with the reason and what was already gathered.
  • Calls resolved versus those that ended in repetition or abandonment.

When voice fits and when messaging does

Voice is often the better option when the person is in a hurry, on the move or simply prefers to talk, and when the matter can be settled with few details. Messaging helps when links, photos or documents need to be shared, when the answer can wait or when a written record is needed. Many operations combine both: the call is answered by phone and the confirmation is sent through an authorized written channel. The choice follows the process, not novelty.

  • Voice: urgency, few details, people who prefer to talk.
  • Messaging: attachments, written record, deferred replies.
  • Combination: a call to resolve and a message to confirm.

What to prepare beforehand

A well-designed voice experience needs spoken material, not just text. Recordings or notes of real calls, where they exist and their use is permitted, show how people actually phrase their requests. You need to decide the language, how the service is introduced, the hours, where transfers go and what happens outside hours. How the use of AI and recording handling are disclosed is also defined with the legal or compliance function, according to the applicable context.

  • A list of terms, names and acronyms the agent must pronounce and understand.
  • Number, hours and destination queue for transfers to people.
  • Service introduction text and notice regarding recording.
  • A decision on inbound calls, outbound calls or both.

Limits and human oversight

A natural voice can create false confidence, so the agent should not confirm something it has not yet verified or make sensitive decisions based solely on what it believes it heard. Critical details are repeated and confirmed. Outbound contact requires a clear purpose, permission and a simple way to stop it. Sample calls are reviewed, especially transferred or abandoned ones, to adjust scripts, vocabulary and wait times.

  • Verbal confirmation of critical details before executing actions.
  • Transfer available when the case exceeds the authorized scope.
  • Review of sample calls against written criteria.

Questions for your team before you start

They help decide whether voice is the right channel for the first pilot.

  • Who calls us out of habit, and who calls because they have no other route?
  • Which languages and accents do we expect to receive?
  • Who will answer the calls the agent transfers?
  • What should happen outside business hours?
  • What information should never be requested over the phone?
FROM CONTEXT TO OUTCOME
01

Introduce the service and identify the reason for the call.

02

Collect and confirm necessary information.

03

Consult tools or transfer according to authorized scope.

04

Summarize the outcome and confirm the next step.

A little more clarity

Before we begin.

Does it include inbound and outbound calls?

They are different journeys assessed per project. Outbound contact requires a defined purpose, permissions, hours and conditions for stopping communication.

Can it transfer to a person?

Transfer must be implemented using the actual provider and destination, considering hours and availability. Behavior is tested when the person or queue cannot answer.

Which languages can it handle?

The site presents the proposal in Spanish and English. Voice implementation quality is validated for the specific languages, accents and vocabulary of the use case.
